AI in Contact Centers: Consolidation Instead of Uncontrolled Growth

Companies are increasingly turning to integrated AI platforms for their contact centers rather than a multitude of isolated tools. This is shown by a recent analysis by the Swiss company Spitch. The driving factors behind this trend are rising requirements for compliance, data sovereignty, and governance.

After years of rapid innovation in artificial intelligence, a clear shift in strategy is emerging in the contact center technology market: Companies are increasingly moving away from a multitude of isolated AI tools and turning instead to integrated platforms. This is the conclusion of a recent analysis by the Swiss company Spitch, which offers a highly scalable collaborative agentic AI platform for call and contact centers.

From a Stand-Alone Solution to a Platform Strategy

According to Spitch, this trend is driven by increasing demands for compliance, data sovereignty, governance, and the enterprise-wide scaling of AI applications. «The question today is no longer what AI can do. Instead, companies are asking which AI they can operate securely, scale efficiently, and control effectively,» explains Carmen Keller, Head of Marketing at Spitch. «The market is shifting away from individual AI experiments toward platforms that bring together different use cases under uniform rules and processes.»

Conversational AI is no longer viewed as an isolated chatbot project, but rather as a strategic business function. There is a demand for solutions that combine identity management, knowledge management, analytics, orchestration, and governance within a unified architecture. This enables rapid rollout across various business units while simultaneously reducing risks and complexity.

Disillusionment After the AI Hype

It is particularly revealing to examine the actual use of AI in companies. According to Deloitte data cited by Spitch, only 34 percent of companies are already using AI for far-reaching transformations. Another 30 percent use AI primarily for process optimization, while 20 percent are still testing initial applications. In this context, skepticism is growing regarding a multitude of independent tools. Instead, companies are demanding measurable results, easy integration into existing processes, and a manageable rollout.

Data Sovereignty and Compliance as Key Factors

Another key factor is the growing importance of data sovereignty and regulatory requirements. For 77 percent of companies, a provider’s country of origin plays an important role in the selection of AI solutions—European companies strictly prioritize local hosting, transparent data processing, and compliance with relevant EU regulations.

Consolidation is also gaining importance in the public sector. Gartner predicts that by 2028, at least 80 percent of all government agencies will be using AI agents to automate routine decision-making. At the same time, 41 percent of the government agencies surveyed cite siloed strategies and 31 percent cite outdated IT systems as the biggest hurdles to the adoption of digital solutions. Technical modernization alone is therefore not enough—a comprehensive governance and platform strategy is required.

Humans and AI as a Team

Looking ahead, Spitch sees the greatest success in collaborative, agent-based AI systems. In this model, employees and AI agents work together as a team: The AI handles routine tasks, analyses, and information gathering, while humans make complex decisions and retain control. Transparent processes, human oversight, and clear guidelines are intended to ensure trust and security.

«The winners of the next phase of AI won’t be those who deliver the most spectacular demonstrations,» emphasizes Carmen Keller. «The providers who enable companies to use AI in a secure, transparent, and scalable way will be the ones who succeed.»
