C'est ce que r\u00e9v\u00e8le le Consumer Voice Report 2024 de Servicenow.<\/p>\r\n<p>Selon cette \u00e9tude, 71% des personnes interrog\u00e9es ont d\u00e9clar\u00e9 qu'elles \u00e9taient moins loyales envers les entreprises qu'il y a deux ans. Les facteurs d\u00e9terminants sont les aspects financiers, comme l'augmentation du co\u00fbt de la vie (35%), ainsi qu'une concurrence accrue et donc un plus grand choix (19%). Mais les exp\u00e9riences d\u00e9cevantes avec certaines marques et entreprises (15%) jouent \u00e9galement un r\u00f4le.<\/p>\r\n<h3>Une exp\u00e9rience client optimis\u00e9e pour une plus grande fid\u00e9lit\u00e9 \u00e0 la marque<\/h3>\r\n<p>Les r\u00e9sultats le prouvent : Les entreprises doivent passer de mesures r\u00e9actives \u00e0 une strat\u00e9gie CX \u00e0 long terme. Interrog\u00e9s sur ce que les entreprises devraient faire pour augmenter \u00e0 nouveau la fid\u00e9lit\u00e9 \u00e0 la marque, 28% disent qu'elles devraient chercher des moyens d'offrir un meilleur service sans utiliser plus de donn\u00e9es clients, 26% souhaitent que les sites web et les applications soient plus conviviaux et 32% exigent un meilleur service apr\u00e8s-vente.<\/p>\r\n<h3>Le bon \u00e9quilibre entre l'homme et la technologie<\/h3>\r\n<p>La technologie joue un r\u00f4le crucial \u00e0 cet \u00e9gard. La majorit\u00e9 significative des personnes interrog\u00e9es indiquent qu'une comp\u00e9tence \u00e9lev\u00e9e en mati\u00e8re de r\u00e9solution de probl\u00e8mes (93%), des services sans faille (93%), des temps de r\u00e9ponse rapides (90%) et la possibilit\u00e9 de choisir le canal de communication qui leur convient le mieux (77%) ainsi que des options de libre-service (64%) sont particuli\u00e8rement importants pour elles en mati\u00e8re de service client. Nombre de ces aspects peuvent par exemple \u00eatre optimis\u00e9s par l'utilisation de l'intelligence artificielle g\u00e9n\u00e9rative (GenAI).<\/p>\r\n<p>Cependant, les consommateurs restent r\u00e9ticents \u00e0 interagir avec l'IA. C'est justement lorsqu'il s'agit d'une r\u00e9clamation ou de la r\u00e9solution d'un probl\u00e8me sp\u00e9cifique que les clients pr\u00e9f\u00e8rent l'interaction personnelle avec un agent de service \u00e0 l'IA. Les solutions technologiques telles que les chatbots (53%), les moteurs de recherche intelligents (29%) ou les appels t\u00e9l\u00e9phoniques automatis\u00e9s (20%) sont davantage utilis\u00e9es lorsqu'il s'agit d'obtenir des informations g\u00e9n\u00e9rales.<\/p>\r\n<p>L'\u00e9tude a en outre interrog\u00e9 les participants sur leurs estimations et leurs souhaits concernant l'utilisation future des technologies dans le service client\u00e8le. 47 % indiquent qu'ils ne veulent pas d'un service client enti\u00e8rement bas\u00e9 sur l'IA \u00e0 l'avenir. De plus, 52 % d\u00e9clarent vouloir r\u00e9duire les processus automatis\u00e9s et revenir \u00e0 un service bas\u00e9 sur le personnel. Toutefois, de nombreux consommateurs voient \u00e9galement que la technologie peut am\u00e9liorer l'exp\u00e9rience client.
